The business operated within a premium service environment, where expectations were high and client perception mattered. While feedback existed through reviews and occasional client comments, it lacked depth and consistency. Most responses were brief and positive, offering reassurance but very little direction. This created a blind spot. Issues within the journey, timing, communication, small moments of friction, weren’t being surfaced clearly enough to act on. As a result, improvements were being made based on assumption rather than evidence, with limited visibility over how the service was truly being experienced.

When we examined how feedback was being gathered, the issue wasn’t willingness, it was relevance and timing. Requests were often made after the experience had already concluded, when clients had little incentive to reflect in detail.

There was also no clear signal that feedback influenced anything. Without that visibility, responses defaulted to short, polite acknowledgements rather than honest or specific insight. Over time, this creates a pattern where feedback exists, but it doesn’t inform anything meaningful.

We repositioned feedback as part of the service experience rather than something separate from it. Requests were introduced at more relevant moments, closer to when the experience was still active, and structured in a way that encouraged clients to reflect on specific parts of the journey without adding effort. We also introduced visible loop closing, showing how feedback had influenced changes, which gave clients a reason to engage more meaningfully.

The impact showed quickly. Clients began sharing more detailed, experience-based feedback, highlighting specific moments such as booking clarity, driver interaction, and timing expectations. Within a short period, the volume of detailed feedback increased by 2.9 times. More importantly, the business gained a clearer, more reliable understanding of where the experience needed refining, allowing improvements to be made with confidence rather than assumption.
